The viral moment of customers trying to buy products through ChatGPT was useful for one reason. It proved that people want to talk to your business in natural language, on their terms, around the clock. That instinct is real, and it is not going away.

But it also exposed something every CX, digital, and executive leader needs to take seriously.

A general-purpose chatbot, no matter how impressive it sounds, cannot run your customer engagement. Conversation is the easy part. Conversion, deflection, escalation, and retention are the hard parts, and that is where generic AI quietly falls over.

What general-purpose AI cannot do

Three gaps decide whether an AI conversation creates value or just creates work.

  1. It does not know your business in real time. Generic models are trained on the public internet. They do not have live access to your product catalogue, stock levels, pricing rules, policies, account data, or CRM records. The moment a customer asks about something specific, the model is guessing.
  2. It does not understand intent across the journey. A customer who lands on a pricing page, abandons a cart, and then opens chat is not the same as a first-time visitor browsing the homepage.
  3. It cannot act. A general chatbot can produce text. It cannot apply a discount, confirm a booking, raise a service request, hand a conversation to the right human agent with full context, or trigger a workflow in your back office. The thing customers actually wanted was for someone to sort it out. Talking about it does not count.

What purpose-built AI does instead

This is the real distinction worth investing in. Purpose-built customer engagement agents are grounded in your data, embedded across your channels, and built to take action.

They sit on your real product catalogue, your real CRM, and your real policies, so every response is accurate and current.


They work consistently across the channels your customers actually use, including web, mobile, voice, in-store kiosks, and the contact centre. And they are built to do the job, not just describe it. Add to cart. Book the appointment. Update the account. Escalate the complex case to a human with the full transcript and the next best action ready.


The strategic question for leaders

The temptation right now is to plug a generic model into the website and call it AI strategy. It is fast, it looks like progress, and it almost always underdelivers. The customers move on. The metrics do not.

The leaders pulling ahead are asking a different question. Not "where can we add a chatbot", but "where in our customer journey is a purpose-built AI agent the best way to drive conversion, deflect support, or retain a customer".


That is a CX question, a digital question, and a finance question, and it needs the same kind of operational discipline as any other revenue or efficiency initiative.
